Why this lesson matters · เหตุผลที่เรียนบทนี้

For learners: Combine written and spoken evidence to resolve an escalated customer case and give the customer and internal team the same agreed action, owner and timing.

For teachers: The six-stage mastery route moves from a written record to two spoken evidence sources, a proportionate decision, audience adaptation, and an independent customer response plus internal handoff.

Your Goal

Combine a written case record and a spoken customer update, identify the evidence gap, give an empathetic resolution to the customer, and produce a precise internal handoff with the same agreed action, owner and timing.

Why this lesson matters · ทำไมบทนี้จึงสำคัญ

For learners: escalated cases require reading, listening, empathy and an operational handoff. Success means that the customer and internal team leave with the same agreed next action.

For teachers: the lesson produces observable evidence from source separation, changed-detail listening, decision-making, audience adaptation and one independent final performance.

EVADAPTProgress Focus
EV · Evidence integrationCombine accurate written and spoken evidence, separate fact from assumption, and notice the changed constraint.
ADAPT · Resolution and handoffGive an empathetic customer response and a concise internal handoff with matching action, owner and timing.

Teacher Lesson Plan · Read before class
  1. Set the required shared outcome: resolution, owner and timing.
  2. Use the written record before audio and limit audio to two plays.
  3. Require source evidence before accepting a claim or decision.
  4. Do not supply the recovery plan; prompt only for the missing evidence category.
  5. Keep the customer response and internal handoff factually aligned while changing tone and detail.
  6. Observe the full final performance, score EV and ADAPT, give one correction and change one constraint for the retry.

1. Set the shared case outcome

4 min

Before reading details, decide what both the customer and the internal team must know when the case closes.

Resolution

What will happen now?

Owner

Who is responsible?

Timing

When will it happen?

STUDENT TASK

  1. Explain why all three details must match.
  2. Predict one risk if the customer and internal note are different.
  3. State the successful final outcome in your own words.
You are ready whenYou can name the three details that must remain consistent across both messages.
Teacher Help · Stage 1

Ask the learner to explain the listener, purpose and shared outcome. Do not introduce a script. Move on when resolution, owner and timing are clear.

2. Read the written case record

5 min

Read once for the overall problem, then mark only what the record can prove.

Written record

The customer reported two missed updates. The ticket records one promised callback, but no owner was assigned. A supplier delayed the delivery; the customer was informed only after the deadline. The customer requested a refund, but the record contains no verified service-impact evidence.

Verified fact

A detail supported by the ticket, timestamp or recorded action.

Claim

A statement reported by one side but not yet verified.

Evidence gap

A missing detail needed before a proportionate decision.

STUDENT TASK

  1. Record at least three verified facts.
  2. Mark the customer request as a request, not proof of impact.
  3. Name the missing owner and service-impact evidence.
  4. Write one neutral question that could close the most important gap.
You are ready whenEvery accepted fact can be traced to a specific part of the written record.
Teacher Help · Stage 2

Set the gist question before reading and do not explain every word. If the learner makes an unsupported claim, ask which exact record line proves it.

3. Listen for the changed situation

5 min

Listen to the customer first, then the internal update. Keep both transcripts closed until the listening evidence is recorded.

Audio 1 · British English · Amy · Amazon Polly Generative

Listen for the changed priority, customer impact and emotional signal.

Audio 2 · American English · Matthew · Amazon Polly Generative

Listen for the operational limit, case owner and timing evidence.

Transcripts — open after listening

Audio 1 · Customer update
Thanks for looking into this. I understand that the supplier caused the delay, but the missed callbacks are the main reason I escalated the case. We had to postpone a client demonstration on Friday. I still need the equipment, so my priority is a confirmed delivery slot tomorrow, not a refund. Please tell me who will own the update and when I will hear from them.

Audio 2 · Internal operational update
Operations has confirmed that the package can leave the depot tonight, but arrival before noon is not guaranteed. A full refund still needs manager approval because the service impact has not been documented. We can assign Priya as the case owner and promise a confirmed status update by six p.m. today. Do not promise delivery tomorrow until the courier scan appears.

STUDENT TASK

  1. Audio 1: state the customer’s changed priority and one impact detail.
  2. Audio 2: record the operational limit, owner and next-update time.
  3. Compare both recordings with the written record.
  4. Name what the decision-maker still cannot safely promise.
You are ready whenYour notes separate written evidence, customer evidence, operational evidence and remaining uncertainty.
Teacher Help · Stage 3

Play Audio 1 once for priority and impact, then Audio 2 once for the operational boundary. Replay either file only when the learner can name the missing evidence category. Keep transcripts closed until both evidence sets are recorded.

4. Build one proportionate recovery decision

5 min

Match the response to verified evidence and state clearly what still needs confirmation.

Immediate repair

What can be done now without an unsupported promise?

Expectation-setting

What will be confirmed, by whom and when?

Prevention

What process change prevents the same failure?

STUDENT TASK

  1. Choose one immediate repair supported by current evidence.
  2. Assign one named role as owner.
  3. Give a specific time for the next confirmed update.
  4. Add one prevention step linked to the missed-owner problem.
  5. State one action you cannot promise yet and why.
Decision frameBased on the confirmed record and the customer’s updated priority, we can __________ now. __________ will confirm __________ by __________. We should not promise __________ until __________ is verified.
You are ready whenThe plan is empathetic, operational and no stronger than the evidence allows.
Teacher Help · Stage 4

Do not choose the solution for the learner. Ask for the evidence behind each action. Correct only an unsupported promise or a missing owner/timing detail.

5. Adapt the same decision for two listeners

5 min

The tone and detail change, but the facts, action, owner and timing must not.

Customer response

Acknowledge impact, explain the confirmed next action in plain language, give owner and timing, and avoid internal process detail.

Internal handoff

Record evidence, open gap, agreed action, accountable owner, deadline and prevention step concisely.

STUDENT TASK

  1. Deliver a 30–45 second customer response.
  2. Convert it into a concise internal handoff.
  3. Underline the matching action, owner and timing in both.
  4. Repair any conflict without adding a new promise.
Customer openingI understand why the missed updates were frustrating. What I can confirm now is __________.
Internal openingVerified record: __________. Agreed action: __________. Owner/deadline: __________. Open evidence gap: __________.
You are ready whenThe two listeners receive different wording but exactly the same operational outcome.
Teacher Help · Stage 5

Listen for factual alignment before style. Do not interrupt either complete message. After both, point to one mismatch and ask the learner to repair it.

6. Final Practice · close a changed case

6 min

Use a new evidence set without a model, then improve the weaker criterion after one changed constraint.

Independent mixed-skill performance

New case: A business customer reports that a replacement unit promised for Tuesday has not arrived. The ticket confirms dispatch on Monday but has no courier scan after 18:40. A previous agent promised a full refund, although the account notes show approval only for expedited replacement. The customer says a team presentation starts tomorrow at 10:00 and asks for a decision tonight.

  1. Separate verified facts, claims and evidence gaps.
  2. Choose a proportionate immediate action.
  3. Give an empathetic customer response with action, owner and timing.
  4. Give the matching internal handoff.
  5. State the evidence that still must be confirmed.

Retry change — teacher chooses one: expedited replacement is unavailable; refund approval arrives; or the presentation moves to 08:00.

EV · Evidence integration · 0–2

0 · Not yetImportant facts remain inaccurate, unsupported or disconnected.
1 · With supportReaches the correct evidence set after one replay, prompt or self-repair.
2 · IndependentCombines accurate written and spoken evidence, separates fact from assumption and notices the changed constraint.

Score the first independent performance.

ADAPT · Resolution and handoff · 0–2

0 · Not yetThe two messages conflict or do not produce a usable agreed outcome.
1 · With supportCompletes both messages after one focused prompt or correction.
2 · IndependentGives an empathetic customer response and concise internal handoff with matching action, owner and timing.

Record one action-focused reason for the score.

Target and retry: Aim for at least 3/4 with neither criterion at 0. Give one focused correction, change one constraint and require an immediate shorter retry that improves the weaker criterion.
Teacher Help · Final assessment

Observe the complete first performance without interruption. Score EV and ADAPT, give one precise correction, change one constraint and run the shorter retry immediately with only the case and score headings visible.
