1. Frame a responsible resolution

The aim is not to “win.” It is to protect the diner, establish what happened, and agree on a proportionate next step.

Ask “Which source proves that?” Require the learner to distinguish the reported lukewarm fish from facts in the log. A strong answer can criticise the process while leaving individual blame unconfirmed.

I have checked the booking record. It shows a dairy-free request, but the kitchen ticket says vegetarian only. We cannot guarantee dairy-free pasta tonight because the preparation area is shared. We can prepare a sealed-ingredient salad in ten minutes, remake the fish in fifteen minutes, remove the pasta from the bill, and provide the table’s drinks at no charge. Please tell me whether that solution meets your priorities.

Play twice. Require the learner to evaluate the offer, not merely accept it. The salad is only acceptable after a focused confirmation about ingredients and preparation. Ask for a complete final recap.

6. Final Practice · resolve a fresh case

Close the transcripts and models. Resolve a new quality-and-dietary case independently, then adapt after one manager constraint.

New case

Jordan asked whether the vegetable rice was nut-free. The menu lists no nuts, and a server said it should be fine. Before eating, Jordan hears that the same fryer is used for a dish containing peanuts and sends the rice back. The table has waited thirty-five minutes, must leave in twenty minutes, and the bill still includes the rice. The manager offers a replacement that will take twenty-five minutes.

FINAL PRACTICE
  1. Separate confirmed facts, customer reports, unknowns and assumptions.
  2. Present the complaint with a clear timeline and no invented reaction.
  3. Prioritise safety, remaining time and bill accuracy.
  4. Explain why the first replacement offer does not meet the practical constraint.
  5. Negotiate a proportionate alternative or cancellation and confirm the agreement.
  6. Teacher adds one new constraint: the bill cannot be reprinted immediately. Adapt and confirm a temporary written record or receipt correction process.
  7. After one feedback point, retry the weakest 30-second section independently.
